When the customer has a point, the response follows four steps.

  1. Thank them and use their name. No sarcasm.
  2. Acknowledge the problem. “The delivery delay shouldn’t have happened.”
  3. Say what changed. Something concrete, if there is one.
  4. Take it to a private channel. Phone or email to sort it out.

What you should never do

  • Sharing the customer’s personal details. No full names, diagnoses, amounts paid, or details about the service. In healthcare and legal practices, this can become an ethics issue and an LGPD (Brazil’s General Data Protection Law) problem.
  • Arguing. The response stays public forever.
  • Offering a freebie in exchange for changing the rating. This breaks the policies and can get reviews taken down.
  • Only responding to negative reviews. An unanswered compliment gives the impression that you only show up when it hurts.

How fast you should respond

As soon as possible, ideally within a few days. A negative review left unanswered for weeks sits at the top, on its own, for anyone searching for you. Turn on review notifications in the app so you never miss one.
